A customer experience (CX) program is not just about running surveys - it is a business system for listening to customers and improving operations. Here is a step-by-step guide to building a mature program from the ground up.
1. Map the Customer Journey
Identify critical touchpoints where customer satisfaction is determined. Common touchpoints include: product purchase, service onboarding, support interaction, and account renewal. Do not try to measure everything at once; start with the one touchpoint that has the highest contact volume or the greatest impact on customer churn.
2. Select Your Metrics Strategy
Use CSAT for immediate transactional checks, and NPS for relationship health. Map your collection channels: email for post-purchase checks, web overlays for digital experience, and SMS/chat for support resolution.
3. Establish Closed-Loop Operations
Set up routing rules to flag detractors. Designate owners for follow-up and hold regular service recovery reviews to make structural changes based on customer feedback.
4. Build Dashboard and Reporting
Siloed data is useless. Create clean dashboards tailored to different teams (support, product, executive leadership) and establish a monthly review rhythm.
